Bren: Hello and welcome back to This Is Not A Data podcast. Today we're talking about the frustration of trying to speak to an actual human being after spending 45 minutes stuck in chatbot purgatory. Also, we're talk about the genius move of rebranding chatbots as agents and address the question of is AI actually helping us from a customer service perspective or are we just becoming more siloed? I met with a friend of mine yesterday who's in sales and when I started talking about, you know, you've got to find pipeline and find people, he just sat back and smiled and he was like, welcome to my world. I was like, well that's cool, but really not helpful. Thank you. So

Bren: it's been good. It's been good. Also the sun is shining. The summer is here in London. So again, I'd be lying if I didn't say I've sat in the garden a little bit and just enjoyed having the rays. the rays out. Are you on summer holidays at the moment? you got long periods off?

Bren: this is absolutely crackers, but that's how it happens, isn't it? mean, it.

Bren: It's maddening. tell you what, actually, because this might be quite a nice segue. So in the moment, there's a big thing in the UK about sort of energy prices and making sure that you're not spending too much. there's a gentleman who's kind of the money saving expert. He's there to help save money. He was like, you need to change your energy provider, gas and electric, blah, blah, blah. I was like, OK, cool. I'll get in touch with my energy provider and I'll be like, OK, what's the deal?
Lenno: Nee, nee, je hebt het
Bren: Well, I mean, this is exactly it, So you get in touch.
Lenno: Dat is slecht.
Bren: I don't know whether you found the same thing, but man alive. Trying to speak to somebody is just, it's like pulling teeth. It's like running into brick wall. just, is so difficult. sorry, I'll take a step back in a moment. So effectively trying to phone the provider. They were like, no, chat with our agent or our bot. By the way, the person that rebranded chat bot says agents, genius move. Because they're basically marketed to the same things. Then you say, log on to log online. speak to our agent, the AI enabled one, and we'll see what we can do. All you do is go around in circles and it's the equivalent of back in the day when you'd have to press the buttons on the telephone. You'd just button bash until you got to speak to somebody and they'd be like, you're through
Lenno: Ja.
Bren: to the wrong department, let me put you through, but at least you're talking to somebody.
Lenno: Ja.
Bren: It shouldn't be in the age of AI and technology and just modern working. Leno, it should not be that difficult to speak to somebody, surely.

Lenno: want alles is direct door de agent het is de chatbot. Dezelfde ervaring. Ik moest iets opbrengen of wat niet, voor een van vrienden. Eerst heb 30 minuten met een chatbot gegeven die me verkeerde recommendaatsen En dat was terwijl wachtte voor een mens in contact zijn. Na 45 minuten was ik eindelijk in om met een persoon
Bren: 45 minutes.
Lenno: 45 minuten in een hele korte tijd.

Lenno: En 45 minuten van de contacten met de agenten. En elke vijf minuten, je kunt niet wegstappen of je telefoon afschieten. Elke vijf minuten, en dit was misschien een genius move of een erg frustrerend. Voor mij was het de letter. De chatbot pings een mens en er geen geluid op de telefoon of wat dan ik iets Maar hey, dus je moet de scherm open je moet er voorzichtig Ben je nog met mij? Ben je nog met mij? En als je niet reageert, brengt het verbinding en je moet beginnen met hele. Ik ben 45 minuten maar het is een uur en een half Want eerste keer dat ik probeerde verbinden, was niet gewaar van dat. Dus ik heb mijn telefoon afgezet, ik heb de muziek in de achtergrond wanneer wachtte. Maar ik heb geen aandacht naar de mensage de chatbot-agent was, was op de chat. Bren: Well, mean, with other than just sort of ranting for the next sort of four days, I think the question that comes to mind is, is AI actually helping us with that? Because we think what it really boils down to, and tell me if you think otherwise, is ultimately there's going to be less call centers or less people behind the scenes that are actually going to help customers now. without sort of getting all high and mighty, you go back to thinking customer is king, customer service is what differentiates. We've spoken in previous episodes about sort of the Klarna and the IKEA approach, but when it comes to call centers, I guess there's a hypothesis I'm trying to prove out is I actually think there's a bit of a rejection of the AI solutions and actually people just want to go back to talking to people. And that's going to become a differentiator in the world. I mean, what do you think?

Maar dan is de menselijke callcentreemployee aan veranderen met je en ik, de kersen, quote-unquote. gehouden door een AI agent of een vliegtuig AI agenten die informatie alle verschillende applicaties zodat het kan komen met een recommendatie. Het moet niet necessariel de persoon... De call-send-amplifier moet niet alles doen. De systemen in, reed door, deze analysis zijn gehaald, etc. Daarom kan je met een veel meer concise en consolidaatse... ...recommandatie, oplossen op basis van de interactie die op dit moment ongegaan Dus dit is denken uitlaat. Als je in contact met je energiecompagnie en je wilt besteden misschien een stuk van de energie contract die je hebt. Misschien je alleen aan elektriciteit maar geef het gas eruit. Ik weet of er warm water in de contract ja of nee. In mijn geval is er. Dus ik wil alleen dat deel Wat zijn de opties in dat? Dus in mijn mening Dat er onderhouding door een AI kan heel effectief en efficiënt maar het geeft ons nog veel meer beperkte ervaring, in plaats van de structuur en de rigiditeit in een chatbot-verdiening.
Bren: Yeah.

Bren: Yeah, it and I guess this is where I'm I'm conflicted because you know with the data hat on having. Having agents or AI in whichever guys being able to do some of the heavy lifting behind the scenes and you know if you're on the telephone with a client or a customer being able to pull the information to hand and have it there needed. There's definitely value in that. I mean I can I can see it is predicated on good quality data and all of the stuff that happens sort of pre. sort of hitting the user. But the flip side is, still think in, we're still tribal people. We still want to speak to people. And I think there's an element of comfort that comes from talking to somebody. And so I'm still slightly skeptical. And I guess, you know, we're both reasonably. technically literate and it's like, well, did the agent actually do it? Has it happened? Would I book
Lenno: Ja.
Bren: a holiday entirely through an agent? Hopefully you get the confirmation and so forth, but you've been like, well, actually did that happen? I think there's a comfort and a confidence piece. But the part
Lenno: Ja.
Bren: that I guess I experienced not so long ago was if you're part of the older generation. And let's say you don't have a smartphone. mean, you see on LinkedIn and everywhere now, there's a bit of a rejection of the smartphones and go back to dumb phones and all sorts. If you can't access the internet or you're a bit sort of behind the curve, what do do? If you're, I think of my granddad.

Bren: This is it because I mean, just quickly, my granddad passed away before COVID, thankfully, and he was 97, lived up in Grimsby. And the madness was, we're all Grimsby Town fans because of it. But when he was growing up, the radio hadn't been invented. So to find out the score of the football game, you'd have to go around to a window, a shop window, and it would put a note in the window. Before he passed away, we managed to get him on FaceTime, which he just thought was like magic. Just imagine the of the technology curve. was like, well, hang on, how does this even work? But
Lenno: Ja.
Bren: for him taking his generation, I know that there's kind of we've all got challenges, but how do the older generations work with being able to energy companies or having those customer calls? And I think the call center gets hammered. and is an easy target because it's lots of people. But I think
Lenno: Ja.
Bren: it actually holds quite a valuable part in a business.

Lenno: in een restaurant. Het maakt het belangrijk hoe je wordt behandeld of hoe je voelt dat je wordt behandeld. En dit is waarom het gevoel, ik denk, maakt... het is niet over of het een factuele realiteit
Bren: Mm.
Lenno: het over hoe je mensen voelt
Bren: Yeah.
Lenno: dat dat verbinding wauw oké het is
Bren: Yeah.
Lenno: dat ik denk dat is het grootste deel van de essente Ik kwam erover een ding op LinkedIn eerder deze week, eigenlijk gisteren, wat ik geweldig en je heb me net een minuut geleden waar je de nieuwe technologie die erin en mensen steppen in dat, om dat Zijn we gaan, er zijn er die zich kunnen opvangen op de aanvang van AI tegenwoordig of misschien ook de vraag, mensen die er te veel om te voorkomen. En er was een quote of een comment gisteren, van iemand die zei dat ik nu een heel, heel coole gebruik van chatgpt
Bren: Okay.
Lenno: Dus wat doe Ik verbind mijn hele familie's calendaren om de interesse van mijn kinderen
Bren: Okay.
Lenno: Dus elke morgen krijg een download van wat ze gaan doen en waar ze tijd en dat ook met hun social media stream En dan begrijp mijn kinderen beter. Ik was het het Ik was zo van, waarom zou een AI op dat
Bren: Yeah.
Lenno: Waarom je gewoon met je kinderen Zit je afspraak je van technologie, spreek met je kinderen. Het jouw familie, voor God's sake.
Bren: I mean, this whole, I mean, this is conversations, I mean, that's a new concept. mean, just, but was that for real? Cause I don't really know what to make of that. Cause the, is the art of conversation being lost? Are the, you've got, you've got children. Do you find that they are, do they mind, do they like having conversations? Do they? Yeah.

Lenno: de gamen, programmaatjes veel meer ingesloten zijn. Er is misschien beetje minder persoon-to-persoon sociale interactie, wat ook oké En ik wil dat disclaimer ook daar plaatsen. Er geen rechter fout.
Bren: Mm, agreed.
Lenno: Voor mij persoonlijk, dat comment, ik ik ben erg oud geworden.
Bren: Okay.
Lenno: Ja, op Connecting, Connecting, chat, gpt of wat dan een model is naar de calendaren en de sociale media feeds, want dan kan mijn familie en ik weet eigenlijk mijn topics list dat ik morgen met hen bespreken. Dat is één ding die ik genuimel genuimelig En
Bren: Yeah.
Lenno: als ik rondom doe ik veel hikken en rennen. Wat ik in de laatste jaren en misschien twee jaar of zo, bezoek, is mensen achter de stroller zie met hun mobiele telefoon. Dus er een kind in de stroller die bezoekt, eerste afvindingen belangrijk, herinner
Bren: Yep.
Lenno: je, de parenten die achter de
Bren: gosh.
Lenno: Ik zie mensen hun honden in het park je buiten, je hebt een pat, een compagnon en ik heb als een compagnon Wistelijk, ik krijg een compagnon in mijn huishouden en ik zal de hond buiten op mijn telefoon Zo. Voor mij, dat vertelt me iets dat veel mensen tegenwoordig hun leven meer in een digitale atmosfeer dan in de verbinding. Misschien schiften in de matrix.
Bren: Yeah. I think we might be. I think the bit that you do touch on, which I think is important to acknowledge is we are in an attention economy. I think the demands, and I'm certainly not a psychologist or a biological scientist, but the demands on our attention in terms of all the notifications and all of the digital nuances, I don't know whether we have evolved. enough to be able to deal with those? Or is it just the dopamine hit of like the endless scrolling of whatever it might be? But certainly the, you know, and I've done it, I've done it a few years ago, certainly, and you you'd be looking at your phone and you'd nearly walk into a lamp post or you'd walk into something and you're like, and I made a conscious, and this sounds really silly, mean, saying it out loud will sound mad, but I was like, I'm not going to look at my phone when I'm walking downstairs.
Lenno: Ja.
Bren: And I mean, why would anybody want to look at a phone we're walking downstairs? But you've only got to come out of a train station and be thinking, which way do I go? You'd be looking at your phone and be walking downstairs like this is a one-way ticket to a world of trouble.
Lenno: Ja.
Bren: And so I think you're absolutely right. The kind of the attention being distracted, I think it all ties back to the whole concept of, know, the call center is something that is easily kind of targeted, it's a big cost. Why do we need people when we can do things more efficiently?
Lenno: Ja.
Bren: Well, just because you can connect your family's calendars to JadGBT and give a summary doesn't mean it's the right answer.

Bren: And if I don't know whether it happened in in Holland, but we, you know, a few years ago, certainly in the UK, when everything not when everything, well, there was a big tendency to push a lot of back office systems and processes offshore. You know, there was definitely an efficiency drive by the by the the companies that doing this. But then the language barrier became a bit of a challenge. And actually, I'm actually thinking maybe going to contradict myself from what I was saying a bit earlier is Actually, people didn't want to have a conversation if they didn't like the accent or the voice that they heard. Now, I'm not going to go down the, like, kind of the, the, the, the, sort of rabbit hole. But the question then says, well, actually, if you hear a voice or a person you don't want to speak to, is that more negative than actually talking to an agent that you couldn't speak to, don't know, because it didn't really happen at the same time? But your first impressions comment is absolutely spot on. And this is where I wonder whether, because I run my own businesses, it's less kind of prevalent for me. But in established businesses, the first contact point you have with clients and customers and prospective future people, that matters. And I wonder whether we've gone slightly full circle that yes, targeting a call center might be the easy way to... to reduce cost and implement technology, but actually it's those first touch points have an exponential effect on the impression than just having the cost. But I'm also not a CFO and you know, I'm trying to reduce the big head count numbers and all sorts, but I don't know whether that's linked at all.

Hoe kan ik dingen meer efficiënt Reduceren de kosten. Maar ook hetzelfde. Verzekeren dat de businesspartner-engagement-element nog niet overgelegd en business partner engagement of of customer of supplier satisfactie persoonlijk, geloof dat dat naar opvangt hoe ik mijn business partner voel en dat is subjectieve term want dat is het moeilijk om kwantiferen. Je kunt natuurlijk kwantiferen door netpromotorskorten, dit soort dingen. Je kunt een gevoel Er een heleboel psychologie en marketing studieën die veel meer ervaring in dat veld. Ik heb voor om in een aantal grond te En dat is hoe ik mijn business partner voel. is me waarschijnlijk aan helpen om succesvol in alles wat ik doe, business-wise, maar ook op persoonlijke kant. Bren: and And I think you know this is where it'll get really interesting in the world of business because You know, from a data lens, very binary, it's either one or it's zero. Obviously, there's a big push to implement AI, there's a big push to kind of get the data and technology in the right places. How you make your people feel and how they feel treated and how they kind of want to work for you. My belief is that no chat GPT prompt is ever going to make you feel like a million dollars. So if you turned around to me and I work for you, And you said, look, this is going to be painful. We just need to knock it down. We need to do it. Let's all pull together and make it happen. Like you could, you
Lenno: Ja.
Bren: could instill empowerment and confidence and motivation. ChatGP2 would be like, this is a great idea. We're going to have to work till four in the morning. This is going to be great. You'd be thinking, stuff you. Yeah. So I think
Lenno: Oké. Ik begrijp het.
Bren: the people aspect, I mean, ironically, the name of the podcast kind of says it through and through, doesn't it? But it's that that side and the call center I think highlights just targeting the biggest costs, which is usually real estate and people. Actually, it's not necessarily the right way to go. Or at least if you do like Klarna, you get rid of everybody, then you think, shit, that might not have been the greatest idea and then kind
Lenno: Ja.
Bren: of backtrack and then you lose all your political capital. I think it's basically what we're again, what we've said is that we don't really know what the answer is, but we know that people people are still right in the forefront of what we need to do.
Lenno: Ja, zeker zeker. Ik begrijp
Bren: Well, mean, how about, mean, listen, on another, on another morning, we've basically solved one of the world's greatest problems in 33 minutes. I mean, imagine what we could do if we had a full day together. I mean, this would be, this would be, this would be sort of. Well,
